Our approach to the helpdesk

Support delivered with structure,
visibility and accountability.

A helpdesk should do more than resolve individual tickets. It should give people a reliable place to get support and give the business clear visibility into recurring issues, response times and service quality.

Procain manages helpdesk support through defined processes, ticket tracking, escalation paths and SLA reporting.

Our teams help users get back to work quickly, while also improving the systems, documentation and controls behind everyday support.

FAQ

Questions we get asked

What does an IT helpdesk do?

An IT helpdesk is the first point of contact when your employees have a problem with technology. When someone can't log in, their laptop won't connect, an application stops working or they need new software, they contact the helpdesk.

The helpdesk records each issue as a ticket, works out how urgent it is, and fixes it or passes it to someone with the right skills. It also handles everyday requests, such as setting up new employees, resetting passwords and granting access to systems.

A good helpdesk gets your people working again quickly, and it tracks recurring problems so they can be fixed for good instead of solved again every week.

What's included in IT helpdesk services?

IT helpdesk services usually include support by phone, email, chat and a self-service portal. They cover troubleshooting for laptops, desktops, printers and mobile devices, password resets and account access, and support for everyday software such as Microsoft 365 or Google Workspace.

Most services also handle new starter and leaver setups, software installation, connectivity problems and escalation of complex issues to specialist engineers. The helpdesk logs every issue in a ticketing system and tracks it until it's resolved.

Better services add regular reports on ticket volumes, response times and recurring problems, and a knowledge base that lets users solve simple issues themselves. Check whether on-site visits and after-hours support are included or cost extra.

How much do outsourced IT helpdesk services cost?

There is no single price that makes sense for every organisation.

Cost depends on how many users you have, the support hours you need, whether you need on-site visits as well as remote support, how complex your systems are and how quickly you need responses. Providers usually charge per user per month, per device, per ticket or as a flat monthly fee.

Business-hours support costs less than 24/7 coverage, and remote-only support costs less than a service that includes on-site visits. We would rather understand your users and requirements first and quote for a clear scope than give you a headline price that changes later.

What's a realistic SLA response time for an IT helpdesk?

Response times depend on how urgent the issue is. Most helpdesks set them by priority level.

A critical issue that stops many people from working, such as an email outage, typically gets a response within 15 to 30 minutes. A high-priority issue affecting one person's ability to work usually gets a response within an hour. Medium-priority issues typically get a response within four hours, and low-priority requests, such as installing new software, within one business day.

Check two things in any SLA. First, whether the clock runs in business hours or around the clock, because a four-hour response means very different things in each. Second, what counts as a response. An automated email acknowledging your ticket is not the same as an engineer starting work on it.

What are the IT support tiers (L1, L2, L3)?

Our helpdesk works in three tiers, so every issue reaches the right level of expertise quickly.

Level 1 is the first line. Our L1 team handles common issues such as password resets, account access requests, basic software problems and connectivity, and resolves most tickets on first contact. Level 2 handles more technical problems that need deeper troubleshooting, such as device configuration, application errors and network issues. Level 3 is our specialist engineers, who handle complex problems in servers, network devices and cloud platforms, and work with vendors when needed.

Every issue gets a unique ticket number in our ticketing system. When an issue moves up a tier, the full history moves with it, so your employee never has to explain the problem twice.

Does an IT helpdesk offer 24/7 support, or only business hours?

We offer both, so you can choose the coverage that matches how your business works.

Business-hours support suits organisations whose employees work standard office hours. 24/7 support suits businesses with shift workers, teams across time zones or systems that must run around the clock. With operations in India and the US, we can support teams working across different time zones.

Even on a business-hours plan, we can agree emergency cover for critical issues outside office hours, so a major outage doesn't wait until the next morning.

Does an IT helpdesk cover remote employees, or only office-based staff?

We support your employees wherever they work, whether in the office, at home or on the move.

Your employees can reach us by phone, email or chat, and our engineers resolve most issues remotely, without anyone needing to be in the same room. We also support the things remote work depends on, such as VPN connections, home network problems and video calls.

We keep remote devices updated with the latest patches and security fixes and enforce the same security practices on every laptop, so working from home doesn't put your data at risk.

Can complex Tier 3 issues stay in-house while Tier 1/2 gets outsourced?

Yes. Many of our clients work this way.

We handle the high volume of everyday Level 1 and Level 2 issues, such as passwords, access requests, devices, software and connectivity. Your internal team keeps the complex Level 3 work that needs deep knowledge of your systems, such as core applications and infrastructure. This frees your team to focus on projects and improvements instead of routine tickets.

Before we start, we agree with your team exactly which issues we handle, which ones we escalate to them and how. We document these processes so both teams follow the same steps, and every issue stays tracked from the first contact to the final fix.

What's the difference between an IT helpdesk and a service desk?

An IT helpdesk focuses on fixing problems. Its main job is to resolve incidents, such as a broken laptop or an application error, and get users working again.

A service desk is broader. Following the ITIL framework for IT service management, it acts as the single point of contact for everything users need from IT. That includes fixing problems, handling requests such as new equipment or access, managing changes, and connecting with other IT processes such as asset management.

In practice, many organisations use the two terms interchangeably. What matters is whether the service handles only break-fix issues or covers requests, changes and continuous improvement as well.

What's the difference between IT helpdesk and IT infrastructure support?

An IT helpdesk supports your users. It helps employees with their devices, accounts, software and everyday technology problems.

IT infrastructure support looks after the systems behind the scenes that everything runs on, such as servers, networks, storage, firewalls and cloud platforms. It includes monitoring, maintenance, patching and fixing problems that affect the whole organisation.

The two work closely together. When a user reports that a shared system is slow, the helpdesk logs the issue, and infrastructure engineers find and fix the cause in the server or network. Many businesses buy both from one provider, so problems move smoothly between teams.

What's the difference between IT helpdesk services and managed IT services?

IT helpdesk services focus on supporting your users when they have problems or requests. The helpdesk is mostly reactive: it responds when someone asks for help.

Managed IT services cover your whole IT environment. They include helpdesk support, plus proactive work such as monitoring servers and networks, applying updates and patches, managing backups and security, and planning your IT for the future.

If you already have an internal team running your infrastructure and only need support for users, a helpdesk service may be enough. If you want one provider to look after your IT as a whole, managed IT services are usually the better fit.

What's a realistic resolution time (not just response time) for common issues?

Response time tells you how quickly someone starts working on your issue. Resolution time tells you how quickly it's fixed, and that's what your employees care about.

Most common issues get resolved fast. Password resets and account unlocks usually take minutes. Software problems and access requests are typically resolved within a few hours. Hardware faults that need a replacement device or part can take one to two business days, and complex problems that need specialist investigation or a vendor's help take longer.

We measure every ticket against the service levels in our agreement, including response time, resolution time and success rate, and we report on them regularly. Our ticketing system also shows recurring problems, so we can fix their root cause instead of solving the same issue again.

What's the ramp-up time before a new helpdesk provider is fully effective?

Our helpdesk can start taking tickets quickly, but it takes a few weeks to reach full speed. That's true for any provider that has to learn your business.

Before we go live, we document your systems, applications and users, and we write troubleshooting procedures and standard operating procedures for your environment. We also agree escalation paths with your team. In the first weeks, our engineers learn your environment through real tickets and add what they learn to our knowledge base.

We review performance closely during this period and fix any gaps early. The more documentation and access you can share at the start, the faster we reach full effectiveness.

What's the provider's actual first contact resolution (FCR) rate?

First contact resolution measures how many issues get fixed during the user's first contact with the helpdesk, without follow-up or escalation. It's one of the clearest signs of a helpdesk's quality, because every repeat contact costs your employees time.

The industry average sits at around 70 to 75%, and strong helpdesks achieve 85% or more. [Add Procain's current FCR rate here once the team confirms it.]

Success rate is one of the service levels we track and report. We also review the issues that needed escalation and add their fixes to our knowledge base and documentation, so more problems get solved on first contact over time.

Are Procain's response times remote-only, or does on-site support come with a separate, slower commitment?

Our agreement sets out response times for remote and on-site support separately, so you know exactly what to expect.

We resolve most issues remotely by phone, email or chat. That's the fastest way to get your people working again, and it keeps costs down by avoiding unnecessary site visits. When an issue needs someone on site, such as a hardware failure or a network problem in your office, we provide in-person support. Our on-site commitment allows for an engineer to travel to you and depends on your location.

We agree both commitments with you before the service starts and report on each one, so on-site support never becomes a vague promise.
